At 11pm the AI told a customer yes, we can ship that compressor to Sabah. The company does not ship compressors to Sabah. The customer paid, and by Monday the same conversation was open again with a refund inside it.
AI customer service is software that reads a customer's message, answers only from sources you approved, does a few safe things like checking an order, then passes anything risky to a person with the conversation already summarised. AI customer service in Malaysia has to cover WhatsApp, Shopee Chat, Lazada Chat, Messenger and Instagram, which is why one staff member per channel stopped working years ago.
We follow one company through this piece: a 14-person aircon supplier in the Klang Valley that installs, services, and sells parts on Shopee. The company is invented. The problem under it is not.
What AI customer service in Malaysia does with "Berapa harga?"
- It works out what the customer wants. Price, stock, delivery, warranty, refund.
- It answers from your approved sources only. Price list, shipping policy, warranty terms.
- It does a few safe actions. Look up an order, check stock, send a tracking link.
- It stops at the line you drew and hands the rest to a person.
The first three are easy to buy. The fourth is the product.
AI customer service in Malaysia must answer from your price list, not guesswork
A model that has read most of the internet will answer a question about your shipping policy whether or not it knows your shipping policy. That is what happened at 11pm.
The fix is not a cleverer model. It is a short, dull list of documents the system may quote, plus one rule: if the answer is not in there, say so and pass it on. Ask a vendor for that list, and what the system says when it comes up empty. "Let me check and come back to you" is a correct answer. An invented delivery promise is not.
The same rule applies before anything changes. Before it edits an address or cancels an order, it confirms who it is talking to. A chat window is not proof of identity, and the person messaging you is not always the person who paid.
What the handover to a person has to contain
Refunds, cancellations, complaints and anything strange go to a human. Every vendor agrees on that, and almost nobody checks what the human actually receives.
The handover should arrive with four things attached: a summary of what the customer wants, which of your documents the AI quoted, what it already did, and what it suggests next.

Those rules have to be yours. "Hand over the moment a customer says refund" is a call about your business, not a vendor default.
Resolution rate means nothing without the reopen rate
Every vendor quotes a resolution rate: the share of conversations the AI closed without a person. It is the easiest number in this industry to inflate, because a system that answers everything confidently resolves everything.
Put the reopen rate beside it. That is the share of those closed conversations the customer came back about. The Sabah answer resolved perfectly. It also produced a refund, a bad rating, and an hour of somebody's Monday.
Ask for both, over the same period, before you sign. A confident wrong answer does not save you a ticket. It moves that ticket to next week and adds a refund to it.
On Shopee, your reply speed is scored on your shop
Shopee scores how fast you answer, and its own seller FAQ sets the clock.

"You can improve your Chat Response Rate (CRR) by making sure that you reply to chat messages within 12 hours."
"Messages sent after 12 hours of the last message will start a new chat thread, regardless of who the sender of the last message was."
Whether an automated reply counts toward that rate is the question to put to your vendor in writing, and to Shopee. Then check your Seller Centre a week after go-live. A system that lifts your reply speed while your score falls is worse than no system.
